There was a time when you knew the person who fixed your technology. You had their cell number. They knew your setup, your quirks, the one server that always acted up in the summer, and the partner who needed things explained a certain way. When something broke, a familiar voice answered, and you never had to explain your whole history to a stranger reading from a script. It wasn't glamorous. It just worked, because someone who truly knew you was on the other end. 


If that feels like a long time ago, you're not imagining it. Somewhere over the last decade, service in this industry got quietly hollowed out. 


How the personal part got engineered out 

It wasn't one decision; it was a business model. Provider after provider got bought, merged, and rolled up, often by investors whose plan was to grow fast, cut cost, and sell. Support got centralized into ticket queues and offshore tiers. The people who knew your environment were reorganized, promoted away from clients, or let go. Metrics shifted from “did we take care of them” to “how many tickets did we close.” None of it was malicious, just optimized and automized; but, those changes often come at the cost of the relationships that have been built. 


You feel it in small ways. A new account manager every year. A support line that opens by asking you to prove who you are and describe an environment they should already know. The quiet sense that you're not a client so much as a line item on someone's spreadsheet. 


Nobody set out to kill personalized service. It was simply the first thing to go when a relationship became an asset to be flipped.

Why it matters more now, not less 

Here's the irony. Just as service got less personal, the stakes got higher. The decisions in front of a firm today are related to cloud costs, AI, security expectations, client audits. Choices that reward a partner who knows your business cold and punish the one reading your account off a screen for the first time. When the ground is moving, the value of someone who already understands your environment isn't nostalgia. It's the difference between advice that fits and advice that doesn't. 


The comeback: a partner, on purpose
